I suggest you look at the blog for a gentleman who is about to launch
an advanced helpdesk management system called HelpSpot:

Going through his two preview blogs explain some of the issues
affecting help desk operation and how they can be streamlined through
a carefully considered approach.

I would also seek some current users of any system to find out what
they like and what they don't about the software and about its vendor.
